Separate an exception from a routine update

For an ecommerce team serving Brazil, a Portuguese customer message about an order may require investigation rather than another standard delivery update. Identify what differs from the expected order state: missing tracking, an address correction, an item discrepancy or a request to change the order. Record the customer's description alongside the order reference and preferred reply language so the next agent can continue the investigation.

Check the source before explaining the status

Keep payment, fulfilment and shipment statuses distinct. A paid order does not by itself establish dispatch, and a tracking reference does not establish delivery. Check the relevant store or carrier source through your configured process. If an integration supplies information, verify its last update and what each status means. Tell the customer which point is confirmed and which still needs checking, without inventing a delivery date.

Illustrative example: a customer writes in Portuguese because tracking has not changed and also asks to correct the delivery address. The agent records two separate actions: investigate the shipment and check whether the address can still be changed. A fulfilment colleague reviews the current order state before either action is confirmed. The reply explains the verified options and records the customer's choice. This example describes an operational scenario, not a testimonial or a promised outcome.

Keep the exception owner until the next answer

An eligible shared inbox can keep the conversation with one support owner while other colleagues investigate. Use a pipeline to distinguish carrier check, fulfilment check, awaiting customer details and answer ready. Internal notes should include the source consulted, its timestamp where available, and the next action. When shifts change, include any update timing already agreed with the customer so the replacement agent does not create a conflicting promise.

Prepare Portuguese drafts for each verified stage, including an acknowledgement that investigation is pending. Review customer-specific fields before sending a template. Where commerce or API features connect order events, check duplicate events and delayed updates before allowing them to trigger customer messages. How should a tracking issue and address change in one message be handled?

Record them as separate actions under the same order reference. Check shipment status and whether the address can still be changed, then explain only the verified options in Portuguese.

Does an order integration guarantee current carrier information?

Make dates and amounts unambiguous

A customer-facing quote should include the currency code, units and a full date. The examples below illustrate local formatting only; they are not QuickWA prices, exchange rates or payment offers. Keep order references and quantities unchanged when translating a reply. Ask a person to review any ambiguity before confirming the order.

Plan a reply in the customer's timezone

Choose a timezone and a date and time in your browser's timezone to see the corresponding customer time. Agree on actual opening hours with the business. Do not assume a country's capital represents every customer, and check the date as well as the hour when handing a conversation across borders.

Build an inbox handover that another person can use

Record the customer's preferred language, location, enquiry reference, last confirmed decision and next action. Assign an owner rather than leaving a conversation with an unnamed team. If a message needs translation, keep the original beside the reviewed reply. Use the local time reference above when promising a callback or collection window; a template must not invent stock availability, a booking or a delivery commitment.

Keep service messages and promotions separate

Ask for permission for the relevant message purpose and record how it was obtained. An order question is not a reason to add someone to every campaign. Respect stop requests across scheduled audiences as well as the current chat. Follow Meta's current messaging and template requirements, and check applicable rules with the responsible business before launching. Using WhatsApp Cloud API does not prevent account restrictions.

Give automation a clear boundary

Use forms for the details needed to handle an enquiry, templates for approved wording, and workflow steps for a checked next action. Escalate complaints, uncertain translations and changes to accepted orders to a person. Before launch, check plan access and test with sample records without sending paid messages or collecting real customer information. Monitor unresolved cases instead of treating an automated reply as a completed sale.
